How to hand a customer conversation to a teammate without losing context

A customer wrote to Ana yesterday. Marcos is replying today. Before answering, he needs to know what was agreed, what is still pending and when the customer expects an answer. Forwarding a thread does not always answer those three questions.

A handoff is complete when the next person accepts it

Ana remains responsible until Marcos confirms he can take over. If he is unavailable, the enquiry goes to the agreed cover or shift. Changing a name in a list does not confirm that anyone has read the context.

  1. Keep the source. Leave a reference to the message in your team’s authorised tool. Summarise only what is needed to decide; do not copy or share the entire history by default.
  2. Record the actual agreement. Separate what the customer requested from what you promised. “Check the date” does not mean “guarantee delivery on Tuesday”.
  3. Name the next person. Record who takes over and who covers their absence. Confirm they have the required access before handing the conversation over.
  4. Set an action and a date. Write what needs to happen, what is missing and when it will be reviewed. A “pending” status without an explanation makes the next person ask again.
  5. Confirm acceptance. The next person reviews the context and accepts the handoff. If information is missing, agree who will obtain it; do not leave the enquiry without an owner.

Fictional example: a question after the sale

Nexo Solar asks by email when an order will arrive, then writes on WhatsApp. Ana promised to check with the supplier, not confirm a date. Marcos takes the next shift. Before linking the threads, the team checks they belong to the same customer; similar names are not enough.

Internal note for Marcos

The supplier has not confirmed delivery. Check internal reference ORDER-EXAMPLE. Review their reply tomorrow at 10:00 and tell the customer the confirmed date or the next review time. Ana keeps ownership until you accept the handoff.

This note is for the authorised teammate. It is not a customer message and is not sent from this page. The customer receives confirmed information and, when appropriate, the name of the person continuing the conversation.

A handoff template for your current tools

The template includes a fictional example and a blank row: internal reference, reason for the change, agreement, missing information, next owner, next action, deadline and acceptance. Download it without registration. Keep it in your team’s authorised environment; do not enter real data in the public demo or send us your completed sheet.

Check the handoff before changing applications

  • Can the next person find the original message without asking for another copy?
  • Can they explain what was agreed and what is pending without asking again?
  • Is one person responsible throughout the handoff?
  • Are a specific action, review date and acceptance visible?

Try the agreement on an internal case in your existing tools. If it is not enough, record what cannot be found or what must be updated twice. That specific difficulty is a better basis for choosing a tool than a feature list.
